What a relationship CRM should do

Last materially reviewed 2026-09-20

Quick answerSeparate a record of someone from a promise to do something for them.
What to know

What it is: start with a recoverable relationship

Imagine a colleague is away when a customer calls. A useful record lets the covering person identify the customer, understand the latest decision and find the next promise without searching several inboxes. That is the practical job of a relationship CRM. The database is only the container. The operating improvement comes from connecting context, responsibility and the next action. This is an editorial working definition, not a claim that installing software changes team behavior.

What to know

Three things that should not be confused

A contact represents a person or organization. An opportunity represents a possible purchase. A task represents something someone has agreed to do. Capsule documents these kinds of records, but your team still has to decide how to use them. If every inquiry becomes a deal, the pipeline becomes noisy. If every promise stays in a note, it becomes hard to recover. Start by defining the distinction in language your colleagues already use.

What to know

A small example to test

Use a fictional design consultancy customer, North Pier. Keep the company context together, record Alex as the person discussing a new assignment, and make “send the agreed scope to Alex by Thursday” a separate owned action. Ask a second colleague to explain the situation without speaking to the first. If they cannot, add the missing context rather than another dashboard. Do not enter actual customer information into an unapproved evaluation account.

What to know

Decide whether the change is worthwhile

A CRM is useful when it reduces ambiguity across people or repeated interactions. A solo operator with a tidy list and few commitments may not need another system yet. Look for missed handoffs, conflicting versions and follow-ups dependent on one person’s memory. Those are better reasons to evaluate software than a long feature checklist. Next, compare the spreadsheet boundary and define the minimum fields needed to support the real work.

Continue when useful

Next: When a spreadsheet is still enough—and when it is not

Move when shared responsibility and relationship history are breaking down, not because a spreadsheet looks unsophisticated.
